How to Respond to Negative Reviews (With a Reply Builder)

Reply within a few days, in a calm voice, and keep it short: thank the reviewer, own the specific problem without excuses, say what you changed or will do, and give a direct way to continue privately. Write for the future customers reading it, not to win the argument with this one.

The five parts of a good reply
PartWhat it sounds like
ThanksThank you for telling us about your visit.
Specific acknowledgmentWaiting 40 minutes past your booking is not acceptable.
OwnershipThat is on us, not on you.
What changesWe have added a second person on Saturday mornings.
Private next stepPlease call the shop and ask for the manager.

Updated

A negative review stings, but the reply is read by far more people than the reviewer, and it shows them how you treat customers when things go wrong. Pick the complaint type below to get a starting draft, then edit the details so it sounds like you. Google checks owner replies against its content policies before they appear.

Draft reply

Hi Sam, thank you for taking the time to write this. Waiting that long is not the experience we want for anyone, and I am sorry it happened on your visit. We are changing how we schedule busy times so it does not repeat. Please contact us at 555-0142 and ask for the owner of Maple Street Dental, so we can sort this out directly.

Edit the draft so it names what really happened. Do not paste the same reply under every review.

Who you are really writing for

The reviewer may never change their rating. The person deciding whether to book you tomorrow will read both the complaint and your answer, and judge you on the second one.

That reader wants to see that you listened, that the problem was specific and fixable, and that you did not attack a customer in public.

Lines that make it worse

Arguing over details, hinting the reviewer is lying, blaming staff by name, or pasting a long policy all read badly to strangers. So does a one-line apology with nothing behind it.

If facts really are wrong, state the correct fact once, briefly, and move on to the offer to talk.

How it works

  1. Choose the kind of complaint the review makes.
  2. Fill in your business name, the reviewer's first name and how they can reach you.
  3. Read the draft, then replace the bracketed parts with what really happened.
  4. Post it from your Business Profile under Read reviews, then Reply.

Tips

Frequently asked questions

Who sees my reply to a Google review?

Everyone. Google's help page says an approved reply is publicly posted under the customer's review, appears as your business replying, and does not show your personal name.

Why does my reply not show up yet?

Google reviews replies against its content policies first. Its help page says that usually takes up to 10 minutes but can sometimes take up to 30 days.

Can I edit or delete my reply later?

Yes. In your Business Profile, open Read reviews, then choose Edit or Delete under your reply. You must have a verified profile to reply in the first place.

Should I offer a refund in my reply?

Offer to talk privately instead. Google's policy forbids offering anything in exchange for removing or changing a negative review, so keep any refund separate and never tie it to the review.

What if the person was never my customer?

Say calmly that you cannot find a record of their visit and invite them to get in touch with details. Then report the review from your profile if it breaks Google's rules, for example spam or a conflict of interest.
